A Rebel´s Guide for Digital Transformation

The essence of digital transformation is about moving from organization-centric (old model) to customer-centric. Customer-centric means: make it as simple as possible for the customer to complete his task – and not: present a website with a carousel of banners from marketing and management. A carousel can easily deal with 5 ego requests from different departments within the organization. But that´s not of interest to the customer.

What I´m taking from the book:

  1. Design to give control: Fear based messaging is creating a sense of paralysis, hopelessness and paranoia. A messaging of hope and action will give control: “You can control your destiny. You can defeat this. Here´s what you have to do.” Don´t design to control. Design to give control. See p. 10: Liberian Ebola outbreak.
  2. Trust in transparency: There is a collapse of trust in institutions and leaders around the world today. We distrust complexity. We distrust the “big leaders” talk if it´s not backed up with facts. Today, we trust in transparency, we trust in facts and evidence. That which is easy to use and understand, we trust. We use evidence of what people actually do, not what they say they do. Also, a recommendation from a current customer is one of the few things that potential customers still trust.
  3. You must be stupid: Old model organizations thrive on complexity. It was part of the advantage they had over their customers. Thirty years ago, a typical customer looked at something complex and said: “I must be stupid.” Today, people look at complexity coming from organizations and say: “They must be stupid.” The customer has transformed, the organization has not. Today, complexity feeds distrust. We trust in use. Simplicity feeds trust.
  4. Measure use, not what you produce: What is most important to the customer is often of least importance to the organization. The web is a mega-organization of customers. We come to the web to do things. Thus, designing for use is crucial to a digital designers success. The key characteristic of the digital designer is empathy – empathy for the customer. Top-Tasks is a method to identify what a customer wants to do when visiting our website. Most likely a customer doesn´t want to see advertisements or how great the new CEO is. The customer wants to complete a job as fast as possible. The more we separate the creation of the thing from the use of the thing, the more we encourage complexity to grow. The greatest driver of disloyalty is the amount of effort we require our customer to put into their service experience. Millennials would prefer to clean a toilet than ring customer services.   5. Making your organization customer-centric is a rebellious act against traditional hierarchy: Most senior managers like to talk customer-centricity and collaboration but they don´t want to be customer-centric. Built into the old model DNA is the strong impulse to produce, to create, to publish, to own, to have, and be seen to have. Value is measured based on production and having lots of things. It is alien to most organizations to continuously improve, to review, renew, and where appropriate, remove. Your future will be more about continuously improving what you have created than creating new stuff. That´s a big shift. Your questions must be: “What can I remove? What can I improve?” Not: “What can I add? What can I create?”.
You never change things by fighting the existing reality. Build a new model that makes the existing model obsolete.
